How to choose a customer support tool
Support tools divide by where the conversation happens. Shared inbox and ticketing tools centre on email and scale with volume and SLAs. Live chat and messaging tools centre on the in-app widget and favour speed over structure. Help centre and knowledge base tools deflect the question before it becomes a conversation. Most teams eventually run all three; the question is which one is the hub.
The right answer usually follows your volume shape. Low volume with complex issues rewards a shared inbox. High volume with repetitive issues rewards deflection and self-serve first.
What to check before you commit
- Whether pricing scales with agents or with conversations. Conversation-based pricing turns a traffic spike into a bill; agent-based pricing discourages pulling in the engineer who can actually solve the ticket.
- Reporting you will act on. First response time and resolution time are the floor. If you cannot see which topics generate volume, you cannot reduce it.
- Whether the knowledge base is indexable. A help centre that search engines can read deflects tickets from people who never reach your site.

Confirm the vendor supports a redirect map before you commit. Also check that customers can reply by plain email — a tool that forces everyone into a portal raises the cost of getting help, and quietly reduces how often people ask.
